SUP M2 001 – Senior Supervisor, Services & Support
1. Role Summary
The Senior Supervisor, Services & Support overseas and coordinates service and support operations across multiple teams or complex operational units, ensuring stable, consistent, and high-quality service delivery aligned with Service Level Agreements (SLAs), operational targets, and business objectives.
This role operates above the level of individual team supervision and focuses on:
- Cross-team coordination
- Performance management
- Escalation handling
- Process optimization
- Organizational alignment
The position serves as a critical link between frontline operations (Supervisors and Support Teams) and management, ensuring consistency, accountability, and continuous improvement across service delivery functions.
The Senior Supervisor is responsible for managing complex operational situations, including major incidents and escalations, while contributing to the standardization and optimization of support processes, tools, and service models.
2. Key Responsibilities
A. Operational Oversight & Cross-Team Coordination
The Employee ensures effective coordination and alignment across multiple support teams, maintaining consistency in service delivery and operational execution. This includes overseeing workload distribution, capacity planning, and resource utilization across teams to ensure optimal performance.
The Employee monitors overall operational health, including backlog levels, throughput, and service stability, and takes proactive actions to prevent service disruption. In complex environments, the Employee coordinates dependencies between teams and ensures the right resources are engaged at the right time.
B. Performance Management & Operational Analysis
The Employee is responsible for monitoring, analyzing, and improving operational performance across multiple teams by using key metrics such as SLA compliance, productivity, resolution times, and quality indicators.
- Analyze performance trends, operational data, and customer feedback.
- Identify performance gaps and inefficiencies.
- Define and drive corrective and preventive actions.
- Establish and maintain operational performance standards.
- Promote continuous improvement initiatives.
C. Escalation Management & Critical Incident Handling
- Own and manage high-impact and critical incidents (e.g., P1 incidents and major service disruptions).
- Act as the central coordination point during incident resolution.
- Engage and align relevant stakeholders, including:
- Support teams
- External stakeholders
- Provide structured communications and status updates.
- Ensure accountability through incident resolution.
- Lead or coordinate:
- Root Cause Analysis (RCA)
- Post-Incident Reviews (PIR)
- Implement actions to prevent recurrence.
D. Leadership Development & Organizational Support
The Employee plays a key role in developing Supervisors and team leaders by providing guidance, coaching, and support in managing teams and operations.
This includes supporting performance management processes, improving leadership capabilities, and ensuring consistency in management practices across teams. The Employee also contributes to team structure planning, capacity management, and organizational alignment.
Additionally, the Employee supports conflict resolution, decision-making, and alignment across roles and teams.
E. Process, Standards & IT Service Management (ITSM)
The Employee ensures the effective implementation and execution of relevant IT service management processes, such as Incident Management, Problem Management, and other operational frameworks.
- Define, standardize, and optimize processes and workflows.
- Improve service efficiency, consistency, and scalability.
- Maintain operational documentation and governance standards.
- Ensure adherence to established procedures and best practices.
The Employee also contributes to process improvement initiatives and supports adoption of new tools, systems, and methodologies.
F. Customer & Stakeholder Engagement
The Employee interacts with internal and external stakeholders, including customers, vendors, and business functions, to ensure alignment on service delivery, expectations, and outcomes.

The role also includes monitoring vendor performance and providing input for vendor management and service quality improvements.
G. Continuous Improvement & Service Optimization

- Analyze trends and recurring issues.
- Evaluate workflow and process effectiveness.
- Recommend improvements to:
- Processes
- Tools
- Resource allocation
- Service delivery models
- Identify operational risks and mitigation opportunities.
- Support long-term service stability and scalability.
H. Reporting, Governance & Coordination
- Prepare and review operational performance reports.
- Ensure reporting accuracy and consistency.
- Support governance activities and operational reviews.
- Participate in coordination and management meetings.
- Promote transparency, accountability, and alignment across teams.
I. Professional Conduct & Other Duties
- Demonstrate professional judgment, accountability, and proactive leadership.

The Senior Supervisor operates across multiple teams and operational units, coordinating resources, activities, and performance management at a broader level than individual team supervision.

- Influence cross-team priorities and resource allocation.
- Drive operational improvements within established organizational frameworks.
- Ensure alignment with defined business objectives and service standards.
